In a recent LinkedIn post, Stacy Sherman, MBA. CSP® discusses the powerful synergy between Artificial Intelligence and human empathy in managing customer feedback. Sherman highlights how AI can rapidly process vast amounts of customer data, but stresses that genuine human intervention is crucial for building customer loyalty and protecting brand reputation.
Sherman begins by acknowledging AI’s speed and efficiency in analyzing feedback:
“AI can analyze 10,000 survey comments, customer service chats, and online reviews in seconds. You no longer need to spend hours reading each one.”
However, the core of Sherman’s message is that AI is a tool, not a replacement for human care. She argues that the real value lies in the human response to the insights AI provides.
The Indispensable Role of Human Oversight in AI-Driven Feedback
Sherman emphasizes that while AI can identify patterns and issues within customer feedback at an unprecedented scale, it is the human element that truly drives customer satisfaction and retention. Ignoring the issues flagged by AI, she warns, can have significant repercussions for a business.
According to Sherman’s research, “The Distinctive Business Advantage,” a substantial majority of customers are vocal about their negative experiences, and their purchasing decisions are heavily influenced by the opinions of others. She states:
“AI assistants read those exact public reviews, ratings, and comments when deciding which brands to recommend. So ignored feedback costs you the customer who wrote it, plus every customer who reads it and never contacts you.”
This highlights a critical point: AI might be used by potential customers to vet brands, meaning that unattended negative feedback can actively deter new business, in addition to alienating existing customers.
Sherman’s Three-Step Process for Actionable Customer Feedback
To bridge the gap between AI analysis and effective customer service, Stacy Sherman, MBA. CSP® outlines a practical three-step process for businesses to integrate AI into their daily operations:
1. Collect Feedback from All Channels
The first step involves gathering customer feedback from the last 90 days across all touchpoints, including surveys, chat transcripts, web forms, social media, and review sites. This consolidated data is then uploaded into an AI tool for analysis.
2. Rank Issues by Frequency and Sentiment
Next, businesses should leverage AI to identify the most frequently mentioned issues, the number of unique customers discussing each problem, and the prevailing sentiment (e.g., angry, disappointed, confused). Sherman suggests prompting the AI with questions like: “Which issues do customers talk about most, how many different people wrote about each problem, and is the tone angry, disappointed, confused, or another emotion?” The issue with the highest count should be prioritized.
3. Fix the Problem and Communicate the Solution
This is the crucial human-centric step. While AI can rank problems, a human must take ownership of resolving the top issue and communicating the changes made to customers. Sherman stresses the importance of assigning a specific person a deadline for resolution. She notes:
“When resolved, tell every customer who shared the feedback what changed. People want proof that their feedback led to action. Customers are more forgiving when you do.”
Sherman concludes by posing a question to her audience about who owns this critical Step 3 within their organizations, indicating that this is often a significant gap that businesses need to address.
